What Happens Next?

We will review your complaint

If you contact us by phone, our Customer Service Team will discuss your complaint with you and, where possible, try to resolve it during the call. We may need to ask some security questions to confirm your identity and protect your information.
If you complain by email or post, we will acknowledge your complaint, explain when you can expect to hear from us and give you a point of contact for progress updates.

You can ask us to escalate your complaint

We will investigate your complaint fairly and keep you informed of our progress. We normally aim to resolve complaints within 14 working days, although some complex matters may take longer.

We will work to resolve the issue

If you are unhappy with our response or the progress being made, you can ask for your complaint to be escalated to a manager and, if necessary, to a Company Director.
If we are unable to resolve your complaint, we will provide a final response or “deadlock letter” explaining our position and your right to refer the matter to an independent Alternative Dispute Resolution scheme.

Access to Alternative Dispute Resolution

Domestic and small business customers have the right to refer an unresolved complaint to an independent Alternative Dispute Resolution (ADR) scheme.

Elite Group is a member of the Communications Ombudsman, an Ofcom-approved service that provides free and impartial dispute resolution. The Communications Ombudsman will consider the information provided by both the customer and Elite Group before reaching an independent decision.

Using the Communications Ombudsman is free of charge.

Escalation timeline

You can refer your complaint to the Communications Ombudsman if:

  • Your complaint remains unresolved six weeks after you first raised it with us; or
  • We send you a final response or deadlock letter before the six-week period has passed.

You do not need Elite Group’s permission to contact the Communications Ombudsman once either of these conditions has been met.
